JOB DESCRIPTION
1. Customer Service Model Management
- Build and operate a customer service model aligned with ACB Insurance's development strategy.
- Establish reception channels, processing procedures, escalation mechanisms and coordination among relevant units.
- Ensure customers have clear points of contact and receive support throughout their journey.
2. Customer Service Operations Management
- Coordinate with ACB's 24/7 Center and relevant units to deliver effective customer service.
- Manage the entire lifecycle of customer requests from reception, classification, dispatch, tracking to feedback and closure.
- Ensure requests are processed within deadlines and service standards.
3. SLA and Customer Complaint Management
- Establish and monitor SLA, response time, processing time and service quality.
- Receive, coordinate and track feedback, suggestions and complaints until fully resolved.
- Build escalation mechanisms for complex cases or those affecting the Company's reputation.
4. Service Quality Management
- Build and maintain a knowledge base on products, procedures, frequently asked questions (FAQ) and handling guidelines.
- Establish unified communication and service quality standards across channels.
- Monitor service metrics and propose improvement initiatives for customer experience.
5. Service Data and Experience Improvement
- Manage data on customer requests, feedback, complaints and resolution results.
- Analyze trends, contact causes and recurring issues to propose improvement solutions.
- Provide data and insights to support customer experience enhancement programs.
6. Digital Transformation and Automation
- Coordinate with Technology, Data & AI units to develop customer request management systems and self-service tools.
- Drive automation of simple requests to improve operational efficiency and customer experience.
- Support implementation of Customer Experience (CX) and Digital Service initiatives.
7. Team Management and Development
- Build organizational structure, headcount and human resource development plan for the Customer Service Department.
- Recruit, train, coach and develop the team.
- Build a customer-centric service culture focused on quality and continuous improvement.
Job Requirements
- Bachelor's degree or higher in Economics, Business Administration, Finance, Insurance or related fields.
- Minimum 7 years of experience in Customer Service, Contact Center, Customer Experience or Service Operations.
- Minimum 3 years of team management experience.
- Understanding of customer service management, SLA, complaint handling and customer journey.
- Experience implementing CRM, Contact Center or customer service digital transformation projects is an advantage.
- Excellent leadership, communication, stakeholder management and problem-solving skills.
